Abstract
Las empresas actuales consideran, cada vez más, el enfoque hacia el cliente en todo
servicio ya que es el cliente quién evalúa de manera más exigente la calidad percibida.
En ese sentido, los modelos de medición de calidad son de vital importancia para toda
empresa, siendo el modelo SERVQUAL el que ha prevalecido a través de los años y
evidenciado su aplicación a nivel internacional. Sin embargo, a nivel nacional, la
aplicación del modelo SERVQUAL está aún en validación y, específicamente, en el
sector salud se presentan investigaciones en mayor dimensión de corte descriptivo
aplicadas solo al sector público, siendo el sector privado una gran oportunidad para
validar el modelo en el sector local. De esta manera, la presente investigación es la
primera en aplicar el modelo SERVQUAL en el sector de clínicas privadas en Lima
Metropolitana, con el principal objetivo de validar el impacto de las dimensiones del
modelo SERVQUAL con respecto a la calidad percibida del servicio al cliente
Para la aplicación del estudio se desarrolló una metodología cuantitativa y se
consideraron 384 encuestas válidas aplicadas en la Clínica Delgado y, posteriormente,
para el análisis de resultados se utilizó el método de regresión lineal para la
determinación de las correlaciones y el t - student para la validación de hipótesis.
Finalmente, podemos afirmar que la investigación brinda una evidencia de que existe
una relación entre las dimensiones con respecto a la calidad percibida y que las
dimensiones impactan en distinta magnitud, siendo empatía y fiabilidad las que
evidencian un mayor impacto y las dimensiones de seguridad, tangibilidad y
capacidad de respuesta muestran, en menor medida, una influencia en los pacientes
Companies nowadays consider a focus on the client on every service because the client is the one evaluating in a more demanding manner the perceived quality of it. On that matter, models for evaluating quality are of most importance for the whole company, being the SERVQUAL model the one that has prevailed throughout the years, demonstrating its application on an international level. Nonetheless, on a national basis the application of the SERVQUAL model it’s still on validation and, specifically, on the health sector the research found is mostly done on a descriptive approach applied on the public sector, making the private sector a great opportunity for validating the model on the locally. In this manner, the following research is the first one to apply the SERVQUAL model in the private clinics sector on Metropolitan Lima, with the main objective to validate the impact of the SERVQUAL dimensions on perceived quality of customer service. For this study a quantitative methodology was developed, considering 384 valid surveys taken at Clinica Delgado, and, subsequently, a linear regression method was used to determine the correlations, and t-Student for validating the hypothesis. Finally we can confirm that the research provides evidence that a relationship between the dimensions and perceived quality exists, and this dimensions impact with different magnitude, being empathy and reliability the ones that show greater influence, and security, tangibility and response capacity the ones with less impact on user experience
